Nice book, smart approach

It is very fortunate for all of us that practice Tai Chi Chuan and cannot read chinese to have this book available! The author made an interesting choice for his approach. Telling us the main lines of Tai Chi history against the backdrop colorfull history of the chinese martial arts was a smart and clever step. It is true we always want more. For instance, I believe the famous fight between Wu Kung Yi and Chen Ke Fu, Macau, 1954, deserved to be mentioned in the book as it was a turning point in making Tai Chi Chuan known outside its circle as a martial art. But, even this absence does not reduces the good values of this book. It is a must for everyone that is interested in Tai Chi Chuan.

Rule #1

Customer Service Is Not a Department

If there’s one thing I’ve learned in my forty-plus years in the business world, it’s that customer service is far more than a department name or a desk that shoppers or clients go to with problems and complaints. It’s not a website, or a phone number, or an option on a pre-recorded phone menu. Nor is it a task or a chore. It’s a personal responsibility. And it’s not the responsibility only of people called customer service reps. It’s the responsibility of everyone in the organization, from the CEO to the newest and lowest-ranking frontline employee. In fact, everyone in the company should be thought of as a customer service rep, because in one way or another each of them has some impact on, and bears some responsibility for, the quality of the customer experience. Even if you never see or speak to a customer (or potential customer), you need to treat everyone with whom you interact--your vendors, your creditors, your suppliers, and so on--with sincerity and respect. Trust me, the great service you give them will ultimately trickle down to your customers.

Great service serves bottom-line business objectives. Sounds simple, but I constantly meet executives who don’t understand that. They say things like “I’m in the commodity business, and it’s all about the product.” I tell them that they’d better have a great product, because the most extraordinary customer service in the world won’t compensate for a bad one. But then I tell them that unless their product is the only one of its kind on the planet (and will always be the only one), good quality alone won’t guarantee long-term profits. Time and again, customer service has been shown to be the best way to distinguish an outstanding company or organization from its competitors. Let’s face it, no matter what business or industry you’re in, there’s probably someone--or many someones--who offers more or less the same product or service you do. But if you provide the same product plus personal service that feels authentic, you will have a leg up. No matter what business you’re in, great service is a competitive advantage that costs you little or nothing but adds huge value for your customer. And it’s one advantage you can’t afford to pass up, because in today’s highly competitive marketplace your customers will leave you in a heartbeat if your service doesn’t measure up. Don’t take my word for it; look at the research. In one study, customers were asked why they stopped doing business with a company. Forty-three percent named “negative experience with a staff person” as the main reason for taking their business elsewhere, and 30 percent said they moved on because they were made to feel they were not a valued customer.

My point is that most people expect quality products and services. It’s the lowest common denominator. But if your company gives people the products or services they want and customer service that exceeds their expectations, you have an unbeatable combination, and one your competition can’t easily imitate. Don’t get confused about the difference between the services you sell and customer service. Services are what consumers come to you for and pay for. Customer service encompasses the entire experience, from the moment a person logs on to your website or walks through your front door until the moment they log off or walk out. It’s what brings the human factor into a transaction. Some hardened number types scoff at the notion of the human factor. But as I’ve learned over the course of decades working at some of the most profitable companies in the world, the emotional element is as important as--even more important than--the money that changes hands. That is why it should be delivered not just competently, but with ultimate respect, sincerity, and care.

Some managers and executives turn up their noses at the whole idea of service. They believe it’s too “soft” for someone in their position of importance to think about, what with all the decisions they have to make and bottom lines they have to meet and the competitors breathing down their necks. Creating better products, building fresh ad campaigns, pioneering new technologies or markets--those tasks feel sexy to them. They get their juices flowing. To them, customer service is a department. It’s something they can delegate to nice people who get along well with others. They couldn’t be more misguided.

That is why everyone in a company should be considered part of the customer service department. Several years ago, when I was in charge of operations at Disney World, we changed the title of our frontline managers to “guest service manager” and required them to get out of the office and spend 80 percent of their shift in the operations, providing service support to their direct reports. Overnight, our guest satisfaction scores rose sharply. So whether you’re the CEO, a midlevel manager, or the head of a small department, give your team members--and yourself!--responsibilities and titles that reflect their role in pleasing the customer.

Great service does not cost any more money than average or poor service. Yet the returns it delivers are spectacular. So invest in your company’s commitment to service by making it part of every employee’s job description and the guiding light of your entire operation.



Rule #2

You Win Customers One at a Time and Lose Them a Thousand at a Time

T here’s an old saying in business: “You win customers one at a time, and you lose them one at a time.” It’s outdated. In the age of social media, you can easily lose customers a thousand--even a -million--at a time. With a few keystrokes, one unhappy, frustrated, ticked-off customer can now tell her whole e‑mail list, all her Facebook friends, and everyone who reads her blog or follows her on Twitter why they should not do business with you. She can voice her outrage into a smartphone and put it up on YouTube with clever graphics. With a little creativity, she can even go Michael Moore on you and shoot a mini-documentary, complete with music and special effects, and generate enough viral buzz to do serious damage to your business. One major airline found this out the hard way when they made soldiers returning from Afghanistan pay baggage fees for their fourth bag. The soldiers made a video of the incident and put it up on YouTube. Within a day, the airline received thousands of complaints and was forced to back down.

True, satisfied customers can also spread the word about what they like about a company. But will they? Maybe, if they’re truly blown away by how great you are. But angry people are far more motivated to shout about their feelings, and furious expos�s get a lot more attention than glowing testimonials. Humans are wired to pay more attention to the negative than the positive--it’s an evolutionary mechanism designed to keep us safe from danger. It’s why drivers slow down to look at car wrecks, not at Good Samaritans helping someone fix a flat tire. It’s why we remember warnings a lot better than we do recommendations. It’s built into our DNA.

I know about that dynamic from my own experience. I see good service all the time, but I don’t always go out of my way to write about it. However, when that same major airline once greeted a reasonable request of mine with a shocking and immediate “No,” I quickly posted a detailed description of my experience on my website blog.

Here’s what happened. I had decided to combine some speaking engagements with a vacation for my wife and me, plus my son, his wife, and their three kids. The arrangement involved flying from Orlando to Boston, then on to Paris, and later from Paris to Johannesburg, South Africa, before returning to Orlando. I booked the flights through the airline, and let me tell you it was not cheap. About a month before the trip, I received an attractive invitation to give a speech in Boston. All it required was a slight change in my travel schedule. Not wanting to give up the opportunity or the fee, I told the rep that I wanted to cancel the Orlando to Boston segment of my itinerary and then board the Boston to Paris flight with my current ticket. That’s all. I didn’t ask for any money back for the unused flight. I didn’t want to rearrange any of the other six tickets. I just wanted not to get on one of the flights. I was even willing to pay more, because fares had gone up since I’d bought the tickets. Their answer: “No.” I spoke to several customer reps, and all I got was a chorus of “No.” Why? Because it’s their policy. You can’t change anything. If you’re not on the Orlando to Boston flight, we will cancel the rest of your ticket, they told me. In other words, I had a choice: Either turn down the speaking opportunity or cancel my entire vacation. It is hard to imagine a dumber policy or a more self-defeating response to a request. I now fly with that airline only when there is no other way to get to my destination, even though I’ve accumulated so many frequent-flier miles with them that I’m often upgraded. But the upgrade is just one of their services, like online check‑in. They don’t seem to understand the difference between services like those and respectful, competent customer service with a human touch.

In my own small way, I am sending a message to that airline that shoddy service exacts a high cost. I tell that story in my speeches and workshops, often contrasting it with happy stories of flying other airlines that consistently do a great job of customer service.

The point is, every time a customer comes into contact with your business, whether in person, on the phone, or on your website, it’s a moment of truth. Your reputation is about to get either better or worse. If you do something to tick off your customer at that moment of truth, you can bet hers won’t be the only business you lose. Do something that adds value at that moment of truth, and he will look forward to coming back and will tell others about you. Do something that adds a lot of value, and that customer might be so stunned by your sincere, thoughtful, friendly, resourceful service that she’ll go straight to her computer and tell the world. Satisfied customers are the best marketing staff you can possibly have. They, not your advertisements, are your true messengers. If that airline’s service was half as good as its commercials, I would still be a happy customer.



Rule #3

Great Service Follows the Law of Gravity

It’s a simple law of nature: The service ethos starts at the top. From there, it works its way down to every level of an organization. This is not a mere trickle-down effect; it flows quickly and surely, more like a waterfall than a faucet.

Whenever you see truly great service, whether it’s from a local coffee shop or a global fast-food chain, a small financial services firm or a multinational bank, a rural clinic or a gigantic city hospital, it’s a good bet that a senior person has made customer service an integral part of his or her strategy. Unless the people at the top of an organization, division, or department are dedicated to developing and maintaining superior service, it won’t happen. They have to create the right agenda, allocate the necessary resources, establish the appropriate priorities, and set the proper tone. The best of those leaders also serve as role models, demonstrating the attributes of great service with every word, action, and communication--not just with customers, but with suppliers, colleagues, employees, and everyone else who has an impact on the way business is done.

In my experience, the leaders of companies that don’t provide good service--the companies that consumers complain about the most--usually have the least people-oriented strategy. Their focus is on products, sales, marketing, and other business concerns. Those are all vital, of course, but in today’s world they’re not enough to drive long-term success. Managers have to recognize that sustained profits depend on their ability to generate consistent, ongoing, excellent service that keeps customers coming back and singing their praises.

During my career, I worked for three companies where sensational service generated spectacular business results: Hilton, Marriott, and Disney. In all those places, the service ethos flowed from the top. At Walt Disney World, for instance, when Judson Green, the head of parks and resorts, decided to radically change the corporate culture, he stood up in front of seven thousand managers in Orlando and told them exactly what he wanted to see happen. Then he went to Disneyland in California and on to France and Japan, laying out the same vision for the employees in each of those facilities. As someone who played a major role in designing and executing the plan, I can tell you that Judson’s 100 percent commitment was contagious--as was mine and that of every other leader, at every level and at every stage of the rollout. Slowly but surely, everyone in the company learned that just having outstanding parks and the most recognized name in recreation and entertainment was not enough. Customers also need the emotional satisfaction of being treated like the most important people in the world. That add‑on essentially became the Disney World brand.

No matter what your role or title, you can do a lot more to spread the ethos of service in your department, or within your own team, than you might think you can. Yes, the law of service gravity begins at the top, but the top is wherever you are. If you go to work every morning focused on customer service, you’ll be surprised how powerful your example is and how quickly your mind--set will flow to those both under and around you. Remember, role modeling is by far the best teacher, and you are being watched every second of the day.

A few years ago, I read a book titled Leading Out Loud. It had a big impact on me. Its basic premise is that great leaders speak loudly and often about what they want their organizations to focus on and what employees are expected to do to achieve those goals. It’s not unlike parenting. All parents know that they have to speak up over and over again to make sure their children understand and adopt the right values, behaviors, and social skills.

Whether it’s raising children to grow up with integrity and respect for themselves and others or inspiring employees and colleagues to serve customers with excellence, you have to lead out loud. It will be a win‑win for everyone concerned: you, your team, your customers, and everyone with a stake in your bottom line.

As a former "customer service representative", I found this book very useful, both for those who provide services and those who are the recipients. I found the rules applicable to any industry. It all boils down to being nice and treating others as you'd like to be treated. Choose to take your business to those companies who are flexible and empower their employees. My favorite parts of the book were the personal experiences that Mr. Cockerell shared such as when a waiter brought over a blanket and pillow for a young child who was having trouble staying awake throughout dinner and when he kept a man from throwing a tantrum by giving him a pointy Happy New Year's hat to wear because no one can throw a tantrum while wearing a funny hat (he also addressed the problem that the customer was angry about). I feel as if this book will make me aware of how to be a better customer as well as how to provide better service to others in the future.

The Customer Rules

"The Customer Rules" by Lee Cockerell, a former VP with Walt Disney World, is a timely read for anyone in sales, customer service, or other capacity that requires interaction with customers. Having worked mainly in sales the past several years, I have worked for organizations that valued customers and have unfortunately worked for companies that only cared about making a buck instead of the customer/potential customer.

The book is around 180 pages and contains 39 chapters of around 3-5 pages each. Several topics are addressed, some of my favorites including:

1. Instead of having a customer service department, every employee from the boss down, needs to practice excellent customer service.
2. Maintain a professional appearance - like it or not, people will judge us by our professionalism or lack of.
3. Hiring the right people - attitude is usually more important than knowledge (you can always train employees, but attitude is a different issue!).
4. Treating your customers the same way you would like your loved ones to be treated.
5. While being different or unique is okay, don't be afraid to copy things that competitors or organizations in other industries are doing that work.
6. Be considerate of the language you use around customers - a few select words can either drive customers away or make them want to come back.
7. Instead of arguing, try to work with the customer as much as possible about a disagreement, perceived lack of service, or some other perceived slight.

The book may be completed in a few sittings and would be a good title for anyone dealing with customers in whatever capacity they may be in. While organizations need to have the kind of integrity to treat customers well at all times, these economic times demand we be even more sensitive to and working with customers as much as possible, lest they decide to go elsewhere.

Buy this book and put the rules to work! I admit that I was skeptical about customer service guidelines. I'm a graduate of business school and have been a victim of multiple 'management fad of the week' programs. "Ten simple rules" don't cover enough situations, and ten rules are too many to remember after a 90-minute inspirational lecture. As a permanent employee development tool, "The Customer Rules" is valid.

There are actually 40 rules with the first: "Be Nice."

I'm going to call attention to Rule #2 (You win customers one at a time and lose them a thousand at a time) and Rule #39 (Don't try too hard) because I ran into yet another management fad--incessant check-out clerk chatter. I am not going to enter that store again. It was close to closing, I didn't find what I wanted because they didn't have it but had about $40 in stuff that looked good--and first I got bumped from next-in-line at a register to another register (so that they could close up) and then I was asked six questions one after the other. Yes, the clerks were following corporate policy: suggestive selling, making certain that I was a satisfied customer, gathering demographic information. And being friendly. I had been in line too long, and now it was taking up my time as the clerk chattered on (following corporate policy to be 'friendly') and I ran out of time and missed the beginning of my movie anyway. I'm not going back to that store. I stopped the transaction and didn't purchase the items I wanted because the clerk tried too hard, would not shut up and ring me up, and her feelings must have been hurt. I will have to think twice before entering other stores in that chain, too. Limit the questions to five or six! What are the most important three questions? If I have questions, I'll ask--but I resent being interrogated and then being trapped for a mandatory commercial! It's not nice to waste my time.

And yes, I have been very mean when confronted by an overly-aggressive survey in a movie theater. The survey taker wouldn't take 'no' so I dumped my popcorn and drink in the trash and left without seeing the movie I had come for. I'm not returning to that movie theater--put that in your customer satisfaction survey! The movie was starting and that "five minute survey" was already nine minutes long.

There are 37 more rules derived from Lee Cockerell's management experience over decades. I'd add that you have to treat your employees and co-workers as if they were customers, too--because it takes people to perform customer service. Mistreated employees are not capable of delivering sensational customer service.

Harrowing

This is the story of Soyinka's 27 month period of imprisonment at the hands of the Nigerian government. Unlike, say, Nelson Mandela's autobiography, which generally casts a similar subject in its wider political and social contexts, this is fundamentally a personal account, painfully private at times. Essentially, Soyinka found refuge from the brutality inflicted upon him by retreating into and living within his own mind. At times he drifted about the frontiers of madness, hanging on to his self by a thread. At others he pondered, listened, watched, like only the truly otherwise unoccupied can. And, importantly, he also managed to scrounge paper and a pencil from time to time and record his journey of motionlessness. For those interested in the human mind, this is a rewarding book, and I highly recommend it.

An editor of NOTABLE AMERICAN WOMEN, 1607-1950 (1971), he also co-authored SALEM POSSESSED: THE SOCIAL ORIGINS OF WITCHCRAFT (1974), for which, with Stephen Nissenbaum, he received the John H. Dunning Prize of the American Historical Association. His other works include URBAN MASSES AND MORAL ORDER IN AMERICA, 1820-1920 (1978), BY THE BOMB'S EARLY LIGHT: AMERICAN THOUGHT AND CULTURE AT THE DAWN OF THE ATOMIC AGE (1985), WHEN TIME SHALL BE NO MORE: PROPHECY BELIEF IN MODERN AMERICAN CULTURE (1992), and PROMISES TO KEEP: THE UNITED STATES SINCE WORLD WAR II (3e, 2003). He is also editor-in-chief of the OXFORD COMPANION TO UNITED STATES HISTORY (2001). His articles and essays have appeared in the "American Quarterly," "New Republic," and other journals. He has been a visiting professor at the University of California, Los Angeles; Northwestern University; and the College of William and Mary.

Clifford E. Clark, Jr., M.A. and A.D. Hulings Professor of American Studies and professor of history at Carleton College, earned his Ph.D. from Harvard University. He has served as both the chair of the History Department and director of the American Studies program at Carleton. Clark is the author of HENRY WARD BEECHER: SPOKESMAN FOR A MIDDLE-CLASS AMERICA (1978), THE AMERICAN FAMILY HOME, 1800-1960 (1986), THE INTELLECTUAL AND CULTURAL HISTORY OF ANGLO-AMERICA SINCE 1789 in the GENERAL HISTORY OF THE AMERICAS SERIES, and, with Carol Zellie, NORTHFIELD: THE HISTORY AND ARCHITECTURE OF A COMMUNITY (1997). He also has edited and contributed to MINNESOTA IN A CENTURY OF CHANGE: THE STATE AND ITS PEOPLE SINCE 1900 (1989). A past member of the Council of the American Studies Association, Clark is active in the fields of material culture studies and historic preservation, and he serves on the Northfield, Minnesota, Historical Preservation Commission.

Karen Halttunen, professor of history at the University of Southern California, earned her Ph.D. from Yale University. Her works include CONFIDENCE MEN AND PAINTED WOMEN: A STUDY OF MIDDLE-CLASS CULTURE IN AMERICA, 1830-1870 (1982) and MURDER MOST FOUL: THE KILLER AND THE AMERICAN GOTHIC IMAGINATION (1998). She edited THE BLACKWELL COMPANION TO AMERICAN CULTURAL HISTORY (2008) and co-edited, with Lewis Perry, MORAL PROBLEMS IN AMERICAN LIFE: NEW ESSAYS ON CULTURAL HISTORY (1998). As president of the American Studies Association and as vice-president of the Teaching Division of the American Historical Association, she has actively promoted K-16 collaboration in teaching history. She has held fellowships from the Guggenheim and Mellon Foundations, the National Endowment for the Humanities, the Huntington Library, and the National Humanities Center, and has been principal investigator on several Teaching American History grants from the Department of Education.

Sandra McNair Hawley received her Ph.D. from Case Western Reserve University. She co-authored the book GLOBAL POLITICS with Dean A. Minix and wrote numerous papers on US/Chinese relations, with a focus on popular culture portraits of Asia and their implications. She taught History at San Jacinto College for 18 years.

Joseph F. Kett, James Madison Professor of History at the University of Virginia, received his Ph.D. from Harvard University. His works include THE FORMATION OF THE AMERICAN MEDICAL PROFESSION: THE ROLE OF INSTITUTIONS, 1780-1860 (1968), RITES OF PASSAGE: ADOLESCENCE IN AMERICA, 1790-PRESENT (1977), THE PURSUIT OF KNOWLEDGE UNDER DIFFICULTIES: FROM SELF-IMPROVEMENT TO ADULT EDUCATION IN AMERICA, 1750-1990 (1994), and THE NEW DICTIONARY OF CULTURAL LITERACY (2002), of which he is co-author. A former History Department chair at Virginia, he also has participated on the Panel on Youth of the President's Science Advisory Committee, has served on the Board of Editors of the "History of Education Quarterly," and is a past member of the Council of the American Studies Association.

excellent source for patient and family nutritional guidance

This book provides great handouts for patients and interested readers about smart eating choices and navigating special dietary considerations.

The family nutrition portions ranges from infant feedings to healthy vegetarian diets for adults.

The vitamin section is all-inclusive and a stand-out compared to other nutrition books.

We use it for good home cooking guidance and photocopy handouts for our medical office's library.

Although I really liked this book I'm only giving it three stars because the two main characters don't hook up till half way into the book...and while the beginning of the book is OK and learning about the characters is great before they have a relationship and have sex (which is my favorite part because i like the way Mary Calmes write) I was left disappointed when it ended because it felt like the relationship just got started. So while it was a good book if your a fan of Mary Calmes you'll like this new one....it was too short for me....but maybe there will be a second book!!!!

Nate Is On a Quest to Find Love- Satisfying Read

I saw the blurb on this book and just had to read it. And having read it? Very satisfying!

It started with a nice introduction about the cover art. The painting that is the cover was what inspired the author to create the whole story. I just love learning how a book is born.

This particular story is an m/m romance, but it is one of the unique ones in that genre (at least that is my humble opinion). I have to read through many book blurbs in this genre to find the heartwarming ones since I am partial to slow build relationships and I like the inclusion of family and daily circumstances that make the characters and their stories more real to me. Not to say, I can't enjoy any other pace and plot style, but this is my favorite type. I guess what I just said can be construed as a promise or a warning depending on what YOU enjoy. Don't get me wrong in thinking that Acrobat was boring because it was not. There were some definitely exciting and passionate moments, but these were also sprinkled with the main character, Nate, doing a lot of thinking and re-accessing his life.

The story is about a man in his mid-forties who is a college professor. He is well-liked and has a good life with plenty of family and friends, but he is missing something. He thought he found that something with his former partner, but his former partner is a police officer who was not willing to come out of the closet because of his career. Nate has an interesting family dynamic in that he is a gay man with an ex-wife who has been and still is his best friend and a loving, accepting grown up son. Nate and his ex, Melissa, only got together because one night's mistake when they were teens made a baby. Now, Melissa is hap'ly remarried and nagging Nate to find his true love.

Things start to happen in Nate's sedate life as he is involved in taking care of the lonely teen boy, Michael who reminds him of his absent son, living across the hall with his much-absent, formidable and enigmatic, Uncle Dreo. At the college, Nate is forced to deal with faculty jealousy and politicking and the sudden return of a former student, Sean, has the potential to give his love life a boost.
But its not until the Chicago mafia gets involved that his life really takes a turn.

As I mentioned before, the plot starts out slowly really delving into Nate's character before it goes to some more active scenes. There are several mini plots that all tie-in to Nate's life and the story switches back and forth between them though not in a confusing way.

The descriptive background offered by different aspects of Chicago: the neighborhood and apartment building, the college, the restaurants and entertaining and the Italian traditional family stuff with Michael and Dreo was fascinating and just added to the richness of the plot.

The characters were great. As I got to meet each of them, I liked the way each one had a backstory and were real instead of just background for Nate. I really like how Dreo was written. There was a little disappointment because I wanted more of him. He was larger than life. For most of the book, his thoughts are unknown and we just have those well described facial expressions and body language to give us hints. Unfortunately for Nate, we as the readers catch on before he does so I spent some of my time muttering to Nate (yes, I called him names even though I like him- very bad of me I know). Michael was a fun character when he was in the scenes and I loved his interactions with Nate.

So for those who like a slow build romance with lots of backstory, this is definitely the book for you.

Great story!

I'm a huge fan of Mary Calmes and Acrobat would have to rank in the top 5 of my favorites from her. Ann87's review is spot on and would have to agree that Calmes changed up her formula of story telling a bit in Acrobat.

The first half of the book doesn't provide much direction but the readers are immersed with her usual lovable characters as they are developed. While there was romance throughout the book, the true love interest didn't occur until much later and even then, it was subtle realization that two neighbors who had a mutual goal in raising a teenaged boy (Dreo as the adoptive parent and Nate as the boy's friend/mentor) meshed so well together. One of my pet peeves with some of her previous books (and the genre in general) is instant attraction followed by multiple scenes of sex which disrupt the story flow. (I understand a lot of that is added at the behest of publishers.) Acrobat had the right mix that blended in well.

Great Book! Easy Read! Wonderful Experence!

Beautifully written, plenty of details, and beautifully packaged. The fact that the price was unbelievably inexpensive didn't hurt either. I am a super fan of Dr. Zahi Hawass and of shopping at amazon.

Pharahonic women....

I have read this book and I think it is one of the greatest piece of literature...it explain everything you need to know about women in those time...it's completed very well illustrated and the price compensate the product..it's worth it...it's great!
